In this paper, customer relationship management (CRM) shifts from a customer analytics tool into a learning infrastructure for the workplace. CRM generated intelligence is shown to provide untapped from customer interactions provides untapped value for coaching employees, mentoring, and growing experiential capability development.
A four-layer framework synthesized from literature on artificial intelligence, specifically in CRM uses, organizational learning and stakeholder ecosystem theory, shows how customer interaction data can be treated as a resource for employee development.
The framework is composed of four interconnected levels: capturing and recognizing patterns, translating insights, activating structured learning, and developing capabilities through feedback loops. Organizations that treat CRM solely as a customer-facing tool may overlook its potential to support employee skill development, as the interaction data already captures employee behavioral patterns relevant to coaching and mentoring.
The conceptual framework requires empirical evidence and ideally should be supported by longitudinal case studies showing the effect of employee learning outcomes through CRM data.
The leaders may leverage the current CRM infrastructure to basically create mentoring and coaching channels, without spending on any additional technology.
This framework is aligned with United Nations Sustainable Development Goal 4, on lifelong learning and also Goal 8, on decent work by converting the development insights into actionable employee skills.
